A new prospect asking for an estimate and an existing customer asking about today's appointment may call the same number. Treating them as the same conversation creates unnecessary questions and weak handoffs.
Identify the relationship without a barrier
Ask early whether the caller is new, already scheduled, or an existing customer with another need. Allow uncertainty. Caller ID may add context, but it is not proof of identity or account status.
Use different minimum information
A lead may need service type, location, timing, and contact details. An existing customer may need job address, appointment date, responsible team member, or what changed. Collect only what the next person needs.
Keep scheduling permissions narrow
New leads may qualify for selected estimate windows, while existing customers may require a person to reschedule active work. Use live availability only for actions approved, configured, and tested by the business.
Route urgency by policy
Escalation should follow defined categories and transfer rules. Nova should not diagnose hazards, change commitments, or promise arrival times outside them.
Make the record show the path
Store the stated relationship, intent, captured details, outcome, and promised next step. Review misclassified calls and revise the questions. A useful flow adapts without pretending certainty.
