The facts callers expect

Document the business name, locations, service area, hours, holidays, services, exclusions, and preferred contact paths. Remove contradictions before training anything.

Facts answer questions. Rules determine actions.

  • Which services may be scheduled directly?
  • How much time does each appointment type require?
  • What locations or job types are outside scope?
  • Which calls may interrupt a person?
  • What language may be used around estimates, arrival times, and availability?
  • What must never be promised?

The people behind the handoff

List the person or role for each escalation path, the hours they accept transfers, and the fallback if they do not answer. Never treat “transfer to the team” as a complete rule.

The change process

Decide who owns updates when hours, services, staff, or policies change. Keep a short revision log. Test the affected scenarios after every material change.
